IT Operations have changed significantly over the last decade. Not long ago, many IT teams spent most of their time reacting to problems — fixing outages, restoring services, troubleshooting issues and keeping systems available. Those responsibilities remain important, but the way we approach them has evolved.
Today, organisations depend on automation, Artificial Intelligence (AI), cloud platforms and intelligent monitoring to deliver faster, more reliable and more resilient IT services. Technology becomes smarter every year. But one lesson has stayed consistent throughout this transformation: people remain at the heart of successful IT Operations.
Having worked across different IT operations roles — from Service Desk Analyst to Shift Lead and now as an Incident Manager within a SIAM environment — I have watched this evolution from several perspectives. New technologies have made our work more efficient, but they have also sharpened the importance of human judgement, communication, collaboration and decision-making.
Technology can make IT operations smarter, but it is people who turn that intelligence into meaningful business outcomes.
Traditionally, IT support was mainly reactive. Something would fail — a server, a business application, a network service — and teams would respond as quickly as possible to restore normal operations. Speed still matters, but modern IT operations are increasingly focused on prevention rather than recovery.
Today's monitoring platforms continuously analyse system performance and identify unusual behaviour before users are affected. Instead of waiting for reports, teams receive early warnings, investigate potential risks and act before a minor issue becomes a major incident. The result is reduced service disruption, improved reliability, minimised business impact and a stronger customer experience.

The goal of modern IT operations is not only to recover faster. It is to prevent disruption wherever possible.
Every IT support team manages a great deal of repetitive activity. Individually these tasks seem small; combined across thousands of requests, they consume significant time and effort.
Automation performs these activities faster, more consistently and with fewer manual errors — producing quicker response times, improved operational efficiency and more consistent execution.

The purpose of automation is not to replace people. It is to enable people to focus on work that requires human expertise.
Artificial Intelligence adds another level of capability. Modern AI-powered platforms help teams analyse previous incidents, identify recurring patterns, suggest possible solutions, recommend relevant knowledge articles and predict potential service risks.
One of AI's greatest strengths is providing meaningful context quickly. Imagine receiving a critical alert where the system has already identified similar past incidents, suggested probable causes and linked the relevant troubleshooting material. Instead of beginning an investigation with limited information, engineers start with insight — and make faster, better-informed decisions.
AI significantly improves efficiency. It does not replace experience. It supports technical teams by giving them better information to decide with.
As powerful as automation and AI have become, there are areas where human expertise remains essential:

Throughout my time as an Incident Manager, I have learned that resolving major incidents is rarely only a technical challenge. Technical expertise matters, but successful incident management also depends on keeping communication clear, coordinating multiple teams, engaging the right specialists, understanding business impact and providing accurate stakeholder updates.
The future of IT operations is not about choosing between technology and people. It is about combining the strengths of both.

Technical knowledge will always be valuable, but organisations increasingly need professionals who can adapt, communicate and solve problems effectively. Throughout my own career, several skills have proved especially important:
As automation handles more routine activity, these human skills become more valuable, not less.
Organisations are already adopting AI-powered service desks, predictive analytics, intelligent monitoring, automated remediation and self-healing systems. These innovations will keep improving efficiency and help deliver more stable, reliable services.
But no matter how advanced the technology becomes, successful IT operations will always depend on people. Behind every resolved incident is a team that makes decisions, shares knowledge, communicates effectively, collaborates under pressure and works together to restore business services.
Technology provides the tools, but people provide the direction.
Looking back across my journey through different IT Operations roles, one thing has become clear: technology alone does not deliver excellent service.
Automation helps us work more efficiently. AI helps us make better-informed decisions. But human expertise brings leadership, collaboration, critical thinking and empathy — qualities that matter most precisely when systems fail and the business is depending on IT.
The future of IT Operations is not about replacing people with intelligent systems. It is about empowering skilled professionals with better technology, so they can focus on solving problems, supporting the business, improving services and creating better experiences for users.
The future belongs to organisations that understand the balance between intelligent technology and human expertise.
